Find the exact question
Start by identifying what the person wants to know: whether they are eligible, whether this hospital participates, whether a treatment is covered or why an authorisation is pending. Do not reduce all these issues to a statement that the card works or does not work. Use the applicable official scheme and state information.
Explain what is confirmed
Distinguish a verified fact from something still awaiting review. Give the responsible help-desk contact and a reference where available. Never promise that all services at every hospital are free. Equally, do not discourage a valid benefit claim with a vague refusal. Help the family understand the documented next step through the official process.
Keep the complaint route visible
If disagreement remains, explain how to use the current official grievance route and retain the reference. A complaint is a legitimate way to seek review and does not justify threats.
